NICE Demonstrates its CX-Excellence Vision to Achieve Experience Continuum with AI-Native and Interaction Centric CX Platform

NICE recently hosted an Industry Analyst Summit, 2023, a three-day event highlighting vision, strategy, and the innovations fueling its momentum to achieve CX excellence and leadership. This blog summarizes some of the key takeaways of the event.
NICE industry event kickstarted by Barak Eilam with a thorough analysis of PESTLE analysis and overview of grand CX opportunity present in the global market to set the context of their vision alignment and strategies. He explained how companies are struggling to grab the large CX opportunity mainly due to piecemeal approach to CX solutions and disjointed ownership across media and channels, applications, data, and knowledge. According to Barak “a great CX requires a systematic approach, vision, and execution”. And this was the key theme of the NICE Industry Analyst Summit 2023 – how NICE’s strategy is aligned to grab the major share of the grand CX opportunity.
NICE is taking significant steps to ramp up its vision on delivering “Experience Continuum” through its interaction centric cloud platform. The company is redefining its CX innovation and leadership strategy with Experience Continuum – which aims to help organizations bring all the interactions under one single platform and decode the complexity of billions of interactions across various touch points and channels. NICE is committed to master Experience Continuum through three major guiding principles, including its interaction centric platform, convergence of rich CX capabilities, and AI for CX which fuses people with processes.
Barry Cooper, President, NICE CX further explained the three guiding principles to achieve the vision of Experience Continuum.
NICE believes that these three guiding principles will continue help them fuel their commitment towards achieving 360-degree innovation across their CXOne platform and reaffirm its leadership position in the CCaaS space.
Barry also highlighted their rich CX innovation to introduce next-generation capabilities for mastering the Experience Continuum in alignment with the three guiding principles. The major highlights of the innovation for interaction-centric cloud platform were introduction of unified data layer, Enlighten Actions, push-button AI orchestration, and open platform hubs. He also highlighted the introduction of AI-as-a-Service with ElevateAI which already has around 1,600 monthly active users. For rich CX capabilities, he highlighted the innovations, including introduction of new unified agent workspace, new unified supervisor workspace, WFM industry first true to internal, and blended rich WEM. He also highlighted major innovation around AI for CX, including Enlighten Copilot for agent assistance and agent auto-summarization, Enlighten AutoPilot for self-learning virtual agents, Enlighten Copilot for supervisor real time alerts, and Enlighten sales effectiveness coaching.

The presentations by John Willcutts, Aaron Rice, and Kevin Lee highlighted their vision to make advancements through building Trusted AI and AI management. The team shared their strategy and commitment on building Trusted AI through vertical-specific Enlighten AI Models across a range of industry verticals. The company aims to rapidly expand the Enlighten Database to ensure accuracy and validate test against bias.
John highlighted their vision to achieve excellence on their ConversationalAI offerings. Instead of focusing on just improving conversations of IVA, the company is focusing on mastering the three aspects of IVA: converse, understand, and act. With the help of OpenAI and LLMs, NICE team is focusing on improving conversation in natural language, improving IVA understanding to identify specific events, and act on a process to achieve resolution.
The team also spoke about AI management which included emerging stages of LLM innovation, system to continuously improve AI over time and their unique knowledge approach by integrating KB and CMS to deliver best EX and CX. The company aims to offer the best in market generative experience by explaining the Enlighten Autopilot and Enlighten Actions architecture overview. NICE also confirmed that over 300 of their customers would be receiving an AI upgrade this year with latest improvements.
According to Piyush Dewangan, Chief Analyst and CEO, Quadrant Knowledge Solutions, “NICE vision on leveraging AI-as-a-Service and creating industry leadership with heavy investments on purpose-built AI is truly a great differentiator in the highly competitive CCaaS market. The company has already made significant strides on improving it’s Enlighten AI with over thousands of models already created based on rich historical datasets. The company also offers a variety of AI models for specific industry application along with general EnlightenAI models. The strength of its EnlightenAI solution is evident from the fact that, 100% of NICE’s enterprise deals ($1mn plus) now includes EnlightenAI for both attended and unattended services.”
Apart from experiencing the grand CX vision, the industry analysts got a chance to experience a perfectly executed event that truly exceeded everyone’s expectations. NICE’s event management team perfectly planned this event to facilitate experiencing rich Peruvian culture, street shopping, local dance performances, and amazing authentic local food. However, the major highlight was the visiting the iconic Machu Picchu which certainly is once in a lifetime experience. We are already guessing the next destination for NICE Industry Analyst Summit 2024. To sum up the event coverage, the Barak statement of “A+ is our starting point” looks to be very true post experiencing the entire event.
